🎫 Helpdesk Setup Honesty

OTRS Installation Is Fast but Mail Setup Is the Real Work

The installer really can finish in minutes - that part of the title is true. But a helpdesk that nobody can email is a demo, not a helpdesk. This page shows where the real hours go, so you plan the job honestly instead of declaring victory at an empty dashboard.

Every helpdesk installation has two very different halves. The first half is installation: files on a server, a database, an admin login. It is mechanical, it is quick, and it is the part a short video title can honestly promise. The second half is configuration: the support mailbox, the queues, the agents, the notifications, the test tickets. That half decides whether your team actually uses the system - and it is measured in hours, not minutes. Knowing the split in advance is what separates a smooth launch from a system everyone quietly abandons for the old shared inbox.

What the Fast Part Actually Covers

The installer puts the application on the server, builds the database tables, and hands you an admin login. Nothing about that is fake - on a prepared Linux server with the packages ready, it genuinely is a short job, and the video above shows it. But notice what the installer does not know: your support email address, your team members, the topics your tickets are about, or how customers should reach you. A helpdesk is mostly those answers. The software is the easy half of the project.

The Work Nobody Puts in the Title

Here is the real list waiting after first login:

  1. A support mailbox the system can fetch from, with the password stored safely
  2. Outgoing mail that sends from your own domain, so replies do not land in spam
  3. Queues that match how your customers actually ask for help
  4. One agent account per team member - never a shared login
  5. Notification rules, so a new ticket wakes the right person up
  6. A decision on customer access: email only, or the web portal as well
3

The Honest Definition of Done

Call the helpdesk done only when this full round trip works, end to end:

  1. A customer emails the support address and a ticket appears in the right queue
  2. An agent replies from inside the ticket, and the customer receives it with the ticket number in the subject
  3. The customer replies, and the follow-up lands on the same ticket, not a new one
  4. The agent is notified without refreshing the screen all day
  5. Closing the ticket sends a polite closing note

A Realistic First-Day Plan

For a small team, a sane first day looks like this: the first hour for the server, database and installer; the second hour for the mailbox connection and the round-trip mail test; the third hour for queues, agents and permissions; and the rest of the day running a handful of real tickets through the system with the team, fixing the small annoyances while they are still cheap to fix. Launch to everyone the next morning, not the same evening.

🔴 Do not announce the helpdesk at the installer screen. The moment you tell staff and customers "we have a ticket system now", the clock starts. Announce it after the mail round trip passes - then the first experience everyone has is a system that works.

❓ Common Questions (FAQ)

Why does the video say 5 minutes if the full setup takes longer?

Because the installation itself is genuinely quick on a prepared server - the wizard, the database and the first login. The time after that is configuration: mail, queues and people. That work exists with every helpdesk product; it is not a defect of this one.

Can I use OTRS without connecting email at all?

Yes - agents can create tickets by hand and customers can use the web portal. But in most offices the majority of requests arrive by email, so a helpdesk with no mail connected misses its main channel and the team drifts back to the inbox.

What should I do first after the installer finishes?

Connect one mail account and prove the full round trip: mail in, ticket created, reply out, follow-up matched to the same ticket. Everything else - more queues, more agents, portal branding - is safe to add after that proof.
